Support

Help from the people who build and run your software.

Reach an engineer by email or in your shared channel, check the response time for your plan, or find answers about billing, cancellations and your account. Support hours are Monday to Friday, 9:00 a.m. to 6:00 p.m. Eastern Time.

How to get help

Four channels, each with its own job. Use the one that matches your question and it reaches the right person the first time.

  • Email support

    [email protected]

Bugs, outages, product questions and anything about a live application. Every message gets a person, not an automated ticket reply.

Target: First response from an engineer within 1 hour to 2 business days, depending on your plan and the severity. See the table below.

  • Shared Slack channel

    Set up during onboarding

Development subscription clients. Day-to-day questions, quick decisions and requests in progress, with the engineers doing the work in the channel.

Target: Replies during support hours. Same response targets as email; Critical issues should also go to email.

  • Billing questions

    [email protected]

Charges, receipts, invoices, payment methods, cancellations, pauses and refunds.

Target: Reply within one business day. Cancellations confirmed by email within one business day.

  • Security reports

    [email protected]

Suspected account compromise, vulnerabilities in our website or products, or a security concern about an application we run for you.

Target: Active security incidents are treated as Critical. Vulnerability reports are acknowledged and tracked to resolution.

Hours and response targets

Targets are for a first response from an engineer, measured from when we receive your request by email, in your shared channel or through the in-product support form. They are targets, not guaranteed resolution times.

Help topics

Answers to the questions we're asked most. Where a policy applies, the answer follows it; the linked policy is the final word.

Billing and payments

Charges, receipts, payment methods, taxes and failed payments.

How and when am I charged?

Plans are billed in advance, at the start of each billing period, in US dollars. Monthly plans renew every month and annual plans renew every 12 months. Payments are taken by card or ACH bank transfer through our payment processor. Enterprise plans can be invoiced on the terms in the order form.

Which payment methods do you accept?

Major credit and debit cards, and ACH bank transfers from US bank accounts. Payments are processed by a third-party payment processor, and we never store full card numbers on our systems.

Where do I find invoices and receipts?

A receipt is emailed to your billing contact after every successful charge, and past invoices are available in your billing portal. If you need an invoice reissued with a different company name, address or tax ID, email [email protected] with the invoice number.

Do your prices include sales tax?

Prices do not include sales, use or similar taxes unless stated otherwise. Where we are required to collect tax, it is shown on your invoice or receipt. If your organization is tax-exempt, send a valid exemption certificate to billing before your next charge.

What happens if a payment fails?

We email you and retry the charge. You can update your payment method in the billing portal at any time. If a balance is still unpaid 14 days after the due date, we may suspend the services until it is settled.

I see a charge I don't recognize.

Email [email protected] before disputing it with your bank. We reply to billing questions within one business day, and we refund duplicate or mistaken charges in full, regardless of the normal refund windows. Opening a chargeback does not cancel a subscription.

Plans and cancellations

Changing plans, annual billing, cancelling, pausing and refunds.

How do I cancel?

From your billing portal (Billing, then Cancel plan), or by emailing [email protected] from the address on your account and naming the plan. There is no cancellation fee. Cancellation takes effect at the end of the current billing period, you keep full access until then, and we confirm by email within one business day.

Can I get a refund?

A new monthly development subscription cancelled within 14 days of the first payment is refunded for the unused portion of that payment, calculated by day. Software products can be refunded in full within 14 days of their first charge. Annual plans are refundable in full within 14 days of the initial purchase. Renewals are not refundable. The Refund and Cancellation Policy has the full rules.

How long does a refund take?

We confirm a refund request within one business day and process eligible refunds within 5 business days. The money returns to your original payment method, usually 5 to 10 business days after that depending on your bank. ACH refunds can take up to 10 business days.

Can I upgrade or downgrade?

Yes. Upgrades take effect immediately and are prorated for the rest of the current period. Downgrades take effect at the start of your next billing period, so you keep your current plan until then.

How does annual billing work?

Annual plans are the same plans billed once every 12 months at 10% less than paying monthly. We email a renewal reminder at least 30 days before each renewal date so you can cancel or switch to monthly in time. Annual plans cannot be paused.

Will my price change?

If we change a price, we email you at least 30 days before it applies. The new price takes effect at your first renewal after the notice period, and you can cancel before then to avoid it.

Development subscription

Requests, the queue, releases, pausing and code ownership.

What counts as a request?

One unit of work with a clear outcome: a new screen, an API integration, a bug, a performance fix. Large features are split into requests that each ship on their own. You can queue as many as you like; your plan sets how many we work on at the same time.

How do I add or reprioritize work?

Add requests to your request workspace in plain language; a few sentences and a screenshot is enough. Reorder the queue whenever priorities change. Before work starts on a request, your lead engineer writes back a short spec for you to approve.

How do I review and approve delivered work?

Each change is deployed to staging with a preview link and release notes. You have five business days after a request is marked delivered to report anything that doesn't match the agreed scope, and we correct confirmed deviations at no extra charge.

Can I pause my development plan?

Monthly development plans can be paused once in any 12-month period for up to 60 days. Request it from the billing portal or by emailing [email protected] at least three business days before your next billing date. You are not billed while paused, and your queue and notes are kept. Hosting and monitoring for live apps continue and are billed separately if they are not part of your plan.

Who owns the code?

You do. Work is committed to repositories in your own GitHub or GitLab organization, and intellectual property in paid work transfers to you under our Terms of Service once the billing period it was created in is paid.

What happens to work in progress if I cancel?

Completed work is delivered to your repositories before the period ends. Requests still in progress are handed over in their current state, with notes on what remains.

Products (early access)

Papel Copilot, Papel Sites, Papel Cloud and Papel Monitor.

Which products are available today?

Development subscriptions are available now. Papel Copilot, Papel Sites, Papel Cloud and Papel Monitor are in early access: we onboard customers in small groups.

When will I be charged for an early-access product?

Joining the early-access list is free. You are not charged until your workspace is set up and live, and we tell you the price and billing date before the first charge. The 14-day refund for software products starts from that first charge.

What does early access mean for features and support?

Early-access products are provided as is. Features, limits and pricing can change, and we give reasonable notice of material changes. If we discontinue a product you have paid for, we refund prepaid fees for the unused period. Support response targets in our SLA apply to every paid plan.

Is there an uptime commitment for products?

The 99.9% monthly uptime commitment covers Papel Cloud Pro and Business plans, and production apps we host on a Scale development plan, once the workspace is live and billed. Papel Cloud Starter, Papel Copilot and Papel Monitor are not covered by the uptime commitment.

Does Papel Copilot train AI models on my data?

No. Papel Copilot is built on Anthropic's Claude, used through the Anthropic API under commercial terms that do not allow inputs or outputs to be used for model training. We don't use client conversation data to train any model, and conversation history is kept for the retention period you configure.

Accounts and security

Access, users, suspected compromise and vulnerability reports.

How do I add or remove people on my account?

Account owners can invite and remove users in product settings. For a development subscription, tell your lead engineer in your shared channel who should be added to or removed from Slack, the request workspace and approvals. You are responsible for the actions of the users you invite.

I think my account was accessed without permission.

Email [email protected] straight away with your account name and what you noticed. Change your password and sign out other sessions if you can. We may temporarily suspend a compromised account to protect it, and we work with you to restore access.

How do I report a security vulnerability?

Email [email protected] with a description, steps to reproduce and any proof of concept. We acknowledge the report, keep you informed while we fix it, and won't take legal action against good-faith research that follows the guidelines on our Security page. We don't run a paid bug bounty.

Can I get a copy of my data when I leave?

Yes. For 30 days after a product subscription ends you can export your data. After that window, product data is deleted within 30 days. Development work is already in your own repositories.

Do you complete security questionnaires?

Yes. Send your questionnaire through the contact form with the Security topic and we answer it in writing. Security questionnaires and a data processing addendum (DPA) are part of the Enterprise plan; if you need either on another plan, ask and we'll tell you what we can provide.

Report an incident

If a production application is down, users can't complete a key task, or you suspect a security problem, email us straight away. Don't wait for the next weekly call.

On Scale, Cloud Business and Copilot Business plans, use the emergency contact from onboarding for Critical issues outside business hours. After a Critical incident on a covered service, we send a written summary within five business days.

What to include

  • Start the email subject with the severity, for example “Critical: checkout returns 500 errors”.
  • The application, environment and URL affected.
  • When it started, with time zone, and whether it is still happening.
  • What users see: error messages, screenshots, request IDs.
  • Anything that changed recently on your side, such as a deploy, DNS change or new integration.
  • Who we should contact, and a phone number if it's urgent.

Service status

We don't have a public status page yet. We plan to publish one on Papel Monitor, our own monitoring product, once it leaves early access.

Until then, we email affected customers about scheduled maintenance at least 48 hours in advance and during significant incidents. If something looks wrong and you haven't heard from us, ask: we'll tell you what we know.

Still need a hand?

Send us a message and choose the Support topic. A person reads every message and replies within the response target for your plan.
